The design decision
A support ticket should be a faithful handoff, not an embellished retelling of the call. Separate what the caller said, what the assistant verified and what still needs investigation. This makes the record useful for staff and prevents an uncertain statement from becoming an apparent fact in the customer history.
Workflow and information contract
Define the required ticket fields and use a short summary structure: request, confirmed identifiers, actions attempted, results and next owner. Keep speculative diagnoses out of the record. Link to the authorised call reference rather than copying unnecessary personal data. Confirm ticket creation only after the helpdesk acknowledges it.
Acceptance test and expected result
Use a caller who is unsure of an order number and describes a suspected cause. The ticket should mark the number as unconfirmed and the cause as the caller report, not a finding. Simulate a helpdesk timeout after creation and verify that retry reconciliation does not produce duplicate tickets.
Limits and human handoff
A generated summary is not a verbatim transcript or an independent verification of the caller account. Set access and retention rules for both. Do not let the assistant change case priority, issue refunds or close complaints unless the business has explicitly authorised those actions.
